What is ServiceNow? ServiceNow is a cloud platform for running work as structured workflows, best known for IT service management (ITSM): incidents, requests, problems, changes and the configuration items behind them. The same platform also runs IT operations, HR, customer service, security and risk workflows, with AI included in every package in 2026.

This guide is for buyers evaluating ServiceNow, new admins inheriting an instance, and teams moving onto or off it. It covers how ServiceNow stores your data, how it is packaged, where teams struggle, and what happens to your history in a migration.

What is ServiceNow?

ServiceNow is a cloud software company and platform that turns requests and operational work into tracked, automated workflows on one shared data model. Its core product line is IT service management, and the same platform runs IT operations, HR, customer service, security, risk and custom apps. ServiceNow calls it the ServiceNow AI Platform.

Fred Luddy founded ServiceNow in 2004, according to his ServiceNow leadership biography (ServiceNow, as of 6 Oct 2026). The company trades on the NYSE as NOW and is based in Santa Clara, California. In Q2 2026 it reported $3,877 million of subscription revenue and 658 customers above $5 million in annual contract value (ServiceNow Q2 2026 results, as of 6 Oct 2026). Gartner named ServiceNow a Leader in the 2026 Magic Quadrant for IT Service Management Platforms, published 27 Jul 2026 (ServiceNow announcement, as of 6 Oct 2026).

You will still see the older name, Now Platform, in docs and job ads. ServiceNow's company page uses both names.

How the ServiceNow platform works

The short version: everything in ServiceNow is a record in a table, and most tables inherit from a few parent tables. The details below come from ServiceNow product documentation (as of 6 Oct 2026).

Tables and extension. ServiceNow defines table extension as a way to enable "one or more child tables to share fields and records with a parent table." Incident, Problem and Change Request all extend the Task table, so reports and SLAs built on Task can see all three.

The CMDB. Configuration items live in class tables that inherit attributes. ServiceNow's own example is a laptop class that extends the computer class, which extends the base CI class. Relationships between CIs are separate records holding a parent CI, a child CI and a relationship type, such as Depends on and its reverse, Used by.

Links between work and CIs. The Affected CIs and Impacted Services related lists form a many-to-many relationship between the Task table and the CMDB. That is how an incident, a change and a server stay connected.

Configuration vs data. Forms, business rules, flows, SLA definitions and catalog items are configuration. Incidents, changes and CIs are data. Update sets move configuration between instances and exclude "transactional task or process data."

ServiceNow ITSM modules and other workflows

What does ServiceNow do day to day? For most buyers the answer starts with ITSM, which ServiceNow describes as a way to "unify incident, change, problem, and service request management on one platform" (ServiceNow ITSM product page, as of 6 Oct 2026).

The core ServiceNow ITSM modules are:

  • Incident Management: logging, triage, assignment and resolution, with priority set from impact and urgency.
  • Service Catalog and Request Management: catalog items, fulfillment and the employee portal.
  • Problem Management: root cause work and known errors.
  • Change Management: change requests, approvals and risk.
  • Major Incident and On-Call Management: coordination for high-impact outages and on-call schedules.
  • Asset Management and CMDB: hardware, software and the CIs that services depend on.
  • Knowledge Management: articles for agents and self-service.

Beyond ITSM, ServiceNow lists IT Operations Management, IT Asset Management, Customer Service Management, HR Service Delivery, Strategic Portfolio Management, Governance, Risk, and Compliance, Security Operations and Field Service Management (ServiceNow products page, as of 6 Oct 2026). App Engine lets you build your own apps on the same platform. Each is licensed separately, but all of them write to the same instance and the same Task and CMDB tables. That shared data model is the main reason large enterprises standardize on it.

Packaging and pricing model

ServiceNow does not publish ITSM prices. The pricing page lists what each package includes and routes buyers to "Get Custom Quote" (ServiceNow ITSM pricing page, as of 6 Oct 2026). Your price depends on products, user counts and types, and contract term.

The practical gotcha is the middle row. If your team runs formal problem and change management today, Foundation will not cover it, so compare quotes at the Advanced level.

For scale, Vendr reports a median ServiceNow contract of $129,871 a year across 109 purchases of all ServiceNow products (Vendr, updated Feb 2026, as of 6 Oct 2026). Vendr also says implementation costs "typically represent a significant portion of total spend." That is one buyer-data firm's view, not a ServiceNow figure.

AI on ServiceNow in 2026

On 9 Apr 2026, ServiceNow announced that "AI, data, security, and governance are now in every ServiceNow offering," not a separate purchase (ServiceNow newsroom, as of 6 Oct 2026).

In ITSM, Now Assist and Platform AI appear at every package level, with AI agents growing by tier (ServiceNow ITSM pricing page, as of 6 Oct 2026). Every tier can configure out-of-the-box AI skills and agents, but only Prime can create net-new custom skills and agents (ServiceNow product documentation, as of 6 Oct 2026).

Two other names come up often:

  • Moveworks: ServiceNow completed its acquisition of Moveworks, an AI assistant and enterprise search company, on 15 Dec 2025 (ServiceNow newsroom, as of 6 Oct 2026). Each ITSM package now lists a Moveworks for ITSM tier.
  • ServiceNow Otto: announced 5 May 2026 as "a new AI experience that combines the intelligence of Now Assist, Moveworks, and AI Experience" (ServiceNow newsroom, as of 6 Oct 2026).

AI is only as good as the records it reads. Classification, similar-incident matching and knowledge answers depend on your history, which matters if you are about to change platforms.

Common problems teams hit

Reviews are consistent about where ServiceNow is hard. On G2, the most-mentioned cons for ServiceNow ITSM are a steep learning curve (70 mentions), high licensing and implementation costs (59) and configuration complexity (53) (G2, as of 6 Oct 2026).

The third theme compounds over time. Heavy customization slows upgrades and makes the instance harder to leave, because every custom table and script has to be understood before its data can be mapped anywhere else.

Who ServiceNow fits and when it's overkill

ServiceNow fits organizations that want one system of record across many service teams and are willing to staff it. It is overkill when a small IT team needs a ticketing tool and nothing else.

ServiceNow now also targets smaller buyers. In April 2026 it introduced Enterprise Service Management (ESM) Foundation "for midsize companies that need enterprise-grade service management without months-long deployment," and says it "can be live in weeks" (ServiceNow newsroom, as of 6 Oct 2026). That is the vendor's claim, so test it against your own scope.

ServiceNow in a migration: what moves cleanly, what breaks

Whether you are joining ServiceNow or leaving it, records move. The logic around them does not.

Getting data out. The Table API returns up to 10,000 records per request by default and pages with sysparm_offset. List exports to CSV, XML, JSON and Excel default to 10,000 records, and the docs advise breaking large exports into chunks (ServiceNow product documentation, as of 6 Oct 2026).

Getting data in. Import sets stage rows and transform them into target tables. For CIs, the Identification and Reconciliation Engine prevents duplicate CIs and can run on data loaded through import sets.

What gets rebuilt. Workflows, flows, business rules, SLA definitions, notification rules, ACLs and running SLA timers are rebuilt on the target, not migrated. Update sets carry configuration between ServiceNow instances only, and never carry ticket data.

What is at risk. SLA history is the quiet casualty. ServiceNow's SLA repair "uses the history from the Task," so imported records without their state and assignment history will produce recalculated SLAs that do not match what really happened.

Plan for this pattern. Tickets move easily, but the relationships and history that make them useful need explicit mapping. That means a test migration, delta sync at cutover and reconciliation counts by table.

Checklist: evaluating, joining or leaving ServiceNow

  1. List the processes you run formally today: incident, request, problem, change, major incident, on-call.
  2. Map them to Foundation, Advanced or Prime before you ask for a quote.
  3. Ask which AI features your package includes and which need Prime.
  4. Decide who owns the platform: in-house admins, a partner, or both.
  5. Count records by table: incident, problem, change_request, kb_knowledge, cmdb_ci.
  6. Inventory CI classes, relationship types, custom tables and scripts.
  7. Decide how many years of history stay in scope, and who signs that off.
  8. Separate configuration (rebuild) from data (migrate) in the plan.
  9. Plan exports around the 10,000-record defaults and agree a freeze window.
  10. Define reconciliation checks per table: counts, links, attachments, SLA history.
