ITSM software is the platform an IT team uses to resolve incidents, fulfill service requests, and control problems, changes and knowledge in one system of record. Choosing one comes down to which ITIL practices you need, where it runs, how it is priced, and how easily you can leave it.

What is ITSM software?
ITSM software is a platform for running IT support as defined service management practices. Gartner's market definition requires built-in forms, workflows and reports for incident, problem, service request, change and knowledge management, plus an integrated configuration management system and service-level monitoring (Gartner Peer Insights, as of 1 Oct 2026).
Most ITSM platforms map their modules to ITIL, the framework owned by PeopleCert. PeopleCert says ITIL 4 launched in 2019 with guidance for 34 management practices (PeopleCert, as of 1 Oct 2026). It also runs an ITIL-Accredited Tool Vendors registry, which it calls "the only official confirmation that ITSM software is aligned with ITIL best practices" (PeopleCert, as of 1 Oct 2026).

ServiceNow's Foundation package includes incident, request, asset management and CMDB, while problem and change sit in Advanced (ServiceNow, as of 1 Oct 2026). Atlassian puts problem and change management in Premium and Enterprise (Atlassian, as of 1 Oct 2026). Freshservice starts both on Pro (Freshworks, as of 1 Oct 2026).
Cloud vs on-premises ITSM platforms
Most ITSM software is now sold as a cloud subscription, and self-hosted options are narrowing. If you need on-premises hosting, check the vendor's support dates before you sign.

ITSM software is priced per agent per month on published tiers, through a free tier for small teams, by custom quote, or with usage charges on top of seats.

AI pricing varies most. Freshworks sells Freddy AI Copilot as a $29 per agent per month add-on (Freshworks, as of 1 Oct 2026). ServiceNow said on 9 Apr 2026 that AI is in every ServiceNow offering, "not a separate purchase" (ServiceNow, as of 1 Oct 2026).
For quote-only platforms, Vendr reports a median ServiceNow contract of $129,871 per year across 109 purchases of all ServiceNow products (Vendr, updated Feb 2026, as of 1 Oct 2026). It is not an ITSM-only figure. Renewal timing matters too: Atlassian's new cloud list prices apply to purchases, renewals and upgrades from 13 Oct 2026 (Atlassian, as of 1 Oct 2026). How to choose ITSM solutions: 8 decision questions
The right ITSM solution covers the practices you run, at a tier you can afford, with an exit you can live with. Answer these in order.
- Which ITIL practices do you need on day one? Price the tier that includes all of them.
- How deep is your CMDB? Compare object limits with your CI count. Atlassian includes 5,000 Assets objects on Standard, 50,000 on Premium and 500,000 on Enterprise (Atlassian, as of 1 Oct 2026).
- Cloud or self-hosted? If self-hosted, confirm the vendor still sells it and when your version's support ends.
- How is AI charged? Included, a per-agent add-on, or metered credits. Model metered use at your real volume.
- Who will administer it? Name an owner. Learning curve and complexity are common G2 complaints (see below).
- What does three years cost? Add licenses, the higher tier, usage overages, partner fees and the next renewal's list price.
- Is it ITIL-accredited? Check PeopleCert's registry if auditors expect ITIL alignment.
- How do you get your data out? Get export formats, caps and API rate limits in writing.

For ServiceNow ITSM, G2's most-mentioned cons are a steep learning curve (70 reviews), high licensing and implementation costs (59) and configuration complexity (53) (G2, as of 1 Oct 2026). Freshservice reviewers most often cite missing features (83), limited customization (47) and poor reporting (30) (G2, as of 1 Oct 2026). Jira Service Management reviewers flag complex setup (22) (G2, as of 1 Oct 2026). Test reporting and administration with your own team during the trial.
Switching later: what moves and what gets rebuilt
Every ITSM platform you buy is one you may leave. Your records move as data; your configuration does not. Workflows, automations, business rules, SLA definitions, macros and running SLA timers are rebuilt on the new platform.

Ask how to export tickets with full conversation history, attachments and audit trail, whether incident, problem, change and CI links export as relationships, and what the contract says about returning your data.
